AI Is Advancing, but Healthcare Still Needs the Human Touch

Healthcare is hurtling into a tech-accelerated future powered by AI. Hospitals and HealthTech startups are pouring resources into innovation, with global AI investment in healthcare projected to soar from about US$20 billion in 2024 to US$150 billion1 within five years, thus creating a major customer experience (CX) opportunity. Yet the next big disruption in healthcare isn’t just digital; it’s emotional.  

Trust in healthcare providers has plummeted since the early 2020s. In January 2024, only 40.1%2 of Americans expressed trust in doctors and hospitals, down from 71.5%. Research shows that the emotional quality of care is the dominant factor influencing that trust. In other words, high-tech solutions alone won’t wow a wary patient. The real promise of this moment lies in using technology to amplify empathy and rebuild trust.

The core idea is simple but powerful: Automation + human support = trust. Organizations should not see AI as a replacement for human interaction, but as an enabler of better human connections. Automation can take over repetitive tasks and provide information instantly, while freeing up clinicians and support teams to focus on what machines can’t do — listening, reassuring, and building relationships. For example, AI assistants known as “ambient AI scribes” — tools that transcribe doctors’ notes — already have broad acceptance. Over 70%3 of patients are comfortable with ambient AI scribes because they free providers to make eye contact and truly listen. This isn’t about replacing the irreplaceable human touch — it’s about giving medical professionals more time to provide it. When chatbots handle the scheduling and smart algorithms flag the lab results, nurses and doctors can spend those saved minutes holding a patient’s hand. The result: more personalized, compassionate experiences at scale.
